Lobby Management in Rwanda: Measure the Visit, Not Just the Queue
A smaller queue can be encouraging, but it does not explain whether customers received a better service. As Rwanda’s banking agenda moves towards useful financial participation, branch measures need to reflect the whole visit.
The National Financial Inclusion Roadmap emphasises meaningful usage. A practical branch-level implication is to look beyond access and ask whether the customer completed a useful task.
Define a completed visit
Agree what resolution means for each service. A routine enquiry may finish at a banking kiosk. An appointment may result in clear next steps rather than an immediate final decision. Different journeys need different definitions.
Record repeat visits caused by an unresolved request. Otherwise, several short interactions can appear efficient while the customer spends more time overall.
Measure waiting fairly
Report the median and longer waits as well as the average. Separate waiting before service from time spent receiving service. Compare service types and similar operating periods.
Confirm which measures the configured lobby management solution can capture. Where additional observation is needed, collect it consistently.
Review routing quality
Track whether customers reach a suitable staff member the first time. Misrouting creates extra explanations, additional waiting and hidden work for staff. Clear entry choices and accurate service categories can help.
Assess the kiosk handoff
Count completed self-service tasks separately from attempted tasks. Review requests for assistance and occasions when staff repeat the work. A kiosk should be evaluated as part of branch operations, not as an isolated device.
Use the results to change service
Discuss the measures with frontline teams. Test a specific improvement, such as clearer signage or a revised service category, and compare results. Keep measurement proportionate to the decision.
For Rwanda’s bank leaders, lobby management becomes more useful when it provides a basis for better customer journeys. The goal is a visit with a clear purpose and a dependable route to resolution.
